This session explores how AI and human agents should work together in modern contact centers. Rather than forcing a rigid balance, it reframes collaboration around clarity of work. AI takes the front line for repeatable, rule-driven interactions where answers are consistent and outcomes are clearly defined. Human agents remain essential for emotionally intense conversations, policy exceptions, and scenarios that require judgment across multiple decisions. The result is a model where AI absorbs volume and speed, while humans focus on moments that truly matter.
Brook Lynch 00:00:00.00 A balance of AI and human might not be possible or even productive in some cases. How do you see AI and humans collaborating? Where should the agent still remain king?
Ali Merchant 00:00:13.18 The larger challenge that we have seen is starting. There is so much anxiety within senior leaders as well as agents about AI agents and AI. We should start with repeatable rule-driven, data-driven tasks. Workflows where success and failure has a That's a clear definition. If question to an answer for five agents is the same, it can be automated. If there is a lot of nuance, it goes to humans. What gets elevated or escalated to a human agent is intensity of the emotions or frustration is very high. There are policy exceptions to be made. Multiple decisions are required. In a funny way, we always say that let AI take the first swing, let humans take the meaningful swing.
